Integrating Voice AI with Your Existing Call Center: A Technical Guide
Co-Founder and COO
The integration reality
The first question every enterprise asks about voice AI: "Do we have to rip out our existing systems?"
No. And any vendor who requires that is asking you to take an unnecessary risk.
Modern voice AI platforms sit alongside your existing infrastructure. They do not replace it. Your PBX, IVR, CRM, and ticketing systems stay exactly where they are. The AI connects to them through standard protocols and APIs.
Telephony integration
This is the foundation. The AI needs to receive and make phone calls through your existing telephony infrastructure.
SIP trunking is the standard method. Your PBX routes a configured percentage of calls to the AI platform via SIP. The AI handles the call and returns outcomes (transcript, resolution status, escalation flag) through the same channel.
Compatible systems:
- On premise PBX: Avaya, Cisco CUCM, Asterisk, FreeSWITCH
- Cloud PBX: RingCentral, Vonage, Twilio, Exotel, Knowlarity, Ozonetel
- IVR systems: Genesys, NICE, Five9, Ameyo
If your telephony system supports SIP (and virtually all enterprise systems do), the AI can connect to it.
CRM integration
The AI needs customer context to have intelligent conversations. When a call comes in, the AI should know who the caller is, what their last interaction was, and what their account status looks like.
This happens through real time API calls to your CRM:
- Inbound call: Caller ID triggers a CRM lookup. AI receives customer name, account details, open tickets, and interaction history before saying the first word.
- During call: AI updates CRM records in real time (new notes, status changes, follow up tasks).
- After call: AI creates or updates tickets, schedules follow ups, and logs the full transcript.
ARCA integrates with:
- Salesforce (REST API)
- Zoho CRM (API v2)
- Freshworks (API v2)
- HubSpot (API)
- Custom CRMs via webhooks or REST endpoints
Call routing logic
The AI does not blindly take all calls. Intelligent routing means the right calls go to the AI and the right calls go to humans.
Routing decision factors:
- Call type: FAQ and status inquiries go to AI. Complex complaints go to humans.
- Language: Calls in AI supported languages route to AI. Unsupported languages route to human agents.
- Customer tier: VIP customers may route to senior agents. Standard inquiries go to AI.
- AI confidence: If the AI's confidence score drops below a threshold during a call, it escalates to a human with full context.
- Time of day: After hours calls go to AI by default (no human agents available).
These rules are configurable per client and adjustable without code changes.
Post call workflows
What happens after the call matters as much as the call itself:
- Ticket creation: AI auto creates tickets in ServiceNow, Zendesk, Freshdesk, or your internal system with call summary, resolution status, and next steps.
- Follow up scheduling: If a callback or follow up was promised, the AI schedules it in your CRM or calendar system.
- Analytics: Call data (duration, language, resolution, CSAT, escalation reason) is piped to your analytics dashboard in real time.
- Compliance logging: Full call transcript and audio recording stored in tamper proof format for audit purposes.
Data flow architecture
Here is how data moves through a typical ARCA integration:
- Call arrives at your PBX
- PBX routes to ARCA via SIP based on configured rules
- ARCA pulls customer context from CRM via API
- AI handles the conversation in the caller's language
- During the call: real time CRM updates, note logging
- Call ends: transcript, recording, and outcome pushed to CRM and ticketing
- Analytics data piped to monitoring dashboard
- If escalated: call transferred to human agent with full context packet
Every step is logged. Every data transfer is encrypted. Nothing is lost between systems.
How long integration takes
For a standard integration (SIP + one CRM + one ticketing system):
- Day 1 to 2: Telephony connection and testing
- Day 2 to 3: CRM API integration and data mapping
- Day 3 to 4: Ticketing system connection and workflow configuration
- Day 4 to 5: End to end testing and routing rule configuration
Total: 3 to 5 business days for a standard setup. Complex, multi system integrations with custom CRMs may take 7 to 10 days.
Frequently asked questions
Do we need to change our phone numbers or telephony provider?
No. ARCA connects to your existing setup via SIP. Your phone numbers, call flows, and provider stay the same.
What if we use a custom built CRM?
ARCA integrates with any CRM that exposes REST APIs or supports webhooks. For custom CRMs, we work with your engineering team to map the data endpoints during the integration phase.
Is call data encrypted during transfer?
Yes. All data in transit is encrypted using TLS 1.2 or higher. Data at rest is encrypted using AES 256. Call recordings and transcripts are stored in tamper proof, compliant storage.
Can we route different types of calls to different AI configurations?
Yes. ARCA supports multiple routing profiles. You can configure different knowledge bases, languages, escalation rules, and tone settings for different call types or departments.
